AI amnesia erodes brand trust as AI takes half of Philippine customer service – study

New York-listed Twilio reports AI agents now handle 46 percent of Philippine customer service conversations, set to hit 61 percent in 2027, but rising adoption brings a critical challenge: AI amnesia, where systems forget past interactions and force users to repeat themselves. Forty-six percent of Filipino consumers find fast but context-lacking AI more frustrating — versus just 16 percent who prefer speed over memory — proving speed alone does not build satisfaction.

This matters deeply in a high-trust market where 81 percent of Filipinos trust brands to use their data responsibly. Seventy-four percent of businesses say their AI remembers returning customers, yet 73 percent of consumers report repeating information, and 73 percent stop mid-interaction when context is lost. Most switch to a human or leave entirely, while 4 percent end their relationship with the brand.

Consumer appetite for AI remains strong: 79 percent see improvements, 81 percent have used AI service tools, and most welcome AI for routine tasks like scheduling or reservations. But trust drops sharply for payments, loans, and health inquiries. While 94 percent of local businesses boosted digital engagement budgets and 80 percent remain optimistic, spending alone cannot earn confidence. Transparency is key — 73 percent want upfront disclosure they are speaking with AI, yet only 26 percent of brands currently do so. Easy access to human support ranks highest, and 80 percent of organizations now use human-in-the-loop systems to balance automation with care.

“The Philippines is a high-trust market, and that trust is extending to AI — but fast answers mean nothing if AI forgets,” said Nicholas Kontopoulos, Twilio APAC & Japan Marketing Vice President. “Filipinos have trusted brands with their data long before AI. As AI takes on more conversations, it must carry the same memory, empathy, and reliability people already trust. It should deepen trust, not drain it.”
